Director of Account Management shows team how to stop solving & start hearing customer challenges.

In this interview, Bob London talks with Sheila, Director of Account Management at CAQH, about transforming the account management function from a problem‑solving mindset to one focused on listening and uncovering customer challenges. CAQH is a nonprofit that aims to reduce healthcare administrative costs by enabling electronic transactions, similar to how banking cards work worldwide. Sheila explains that her team’s role is to act as advisors, ensuring clients fully use CAQH solutions, stay happy, and remain retained. A key pain point is “silent” customers – accounts that appear quiet but may be at risk of churn. The pandemic forced the team to shift from in‑person to virtual relationship building, exposing gaps in genuine connection. To address this, Bob introduced workshops that teach disruptive, open‑ended questions (e.g., the “magic wand” question) and active‑listening techniques, encouraging curiosity and letting customers guide the conversation. The team is heterogeneous, ranging from junior reps who feel insecure to senior managers who are confident, so the training needed to level‑set skills across experience levels. The new approach led to deeper insights, higher client engagement, unexpected revenue opportunities, and positive client feedback (e.g., thank‑you emails). Sheila emphasizes the importance of curiosity, avoiding scripted dialogues, pausing to listen, and following the customer’s direction rather than steering them. The conversation underscores that listening first, solving later, builds trust, improves retention, and can surface new business opportunities.
